AI memory gaps and lack of context damage customer trust

New research indicates that AI memory gaps and a lack of context are significantly damaging customer satisfaction and brand trust. A study by Twilio highlights a phenomenon termed ‘AI amnesia,’ where AI agents fail to recognize customers or remember previous interactions across different communication channels.

In the Asia-Pacific region, 70 percent of consumers have abandoned an AI interaction mid-way due to poor service, and 5 percent have ended their relationship with a brand entirely. While 84 percent of brands in the region believe their AI agents successfully recognize returning customers, 70 percent of consumers report having to start conversations from scratch.

The issue extends to human handovers, with 65 percent of Asia-Pacific consumers stating they must repeat information when transferred from an AI to a human agent. Experts suggest that the disconnect occurs because customer history is often spread across disconnected systems, preventing a continuous conversation.
